How can active listening help you address customer complaints?
A lot of people listen so that they can react instead of active listening to understand. I believe human nature sets people up on the defensive when there is a complaint but going into a conversation with the objective to "gain" something from the interaction will bring much greater benefit to both parties.

How can customer service reps quickly solve problems?
Customer service representatives must be empowered to solve problems. It is important to have clear guidelines on how they can help manage a situation. If a CSR has to always defer to the manager then it can escalate problems. Give them the ability to solve problems and make the customer happy right away.

How can you improve phone etiquette with peer coaching?
Sounding like a robot or that you can only read from a script. In my experience most people like to know that there is a human on the other end of the phone. Tailor each phone call to the person you are speaking to so that you can be more effective in getting your message across and can benefit the other person. This may mean that you go "off" script and speak to them on a level that is more comforting which may actually include jargon or slang. There is a way to be more relationship driven but maintain professionalism.

What are the best strategies for staying focused during active listening?
Mindfulness is the key. Ensure that you have removed all distractions which may mean changing environments. I cannot actively listen when I am in my office due to the piles of other work that I have visible. Be sure to face the person, maintain eye contact, and involve yourself in their conversation (at correct times). Ask clarifying questions and paraphrase what they have said back to them when they are finished. When you start to feel yourself slip to another thought, snap out of it and engage with the other person to reset. Never talk over the person and listen completely before jumping into the conversation. Remember that sometimes you don't have to have a solution, they just want to be heard.
