"Using Social Listening to Deliver During COVID
How USPS survived and thrived through the COVID-19 pandemic

The postal service created a variety of tactics to keep the mail — and information — flowing for employees and customers, making it a winner for Crisis Management in PR Daily’s Social Media & Digital Awards.

Would the coronavirus deal a fatal blow to the U.S. Postal Service? That was the question many asked as the COVID-19 pandemic presented USPS with unprecedented challenges, even as customers counted on USPS for life’s necessities, a sense of connection and economic support.

Customers were concerned about delays in service, sending and receiving international mail, exposure to the virus via mail or postal employee, receiving free COVID tests during cold winter months and confusion about ordering tests. All this was happening in an election year, during which many people expressed mixed feelings about voting by mail.

USPS responded with every means of communication at its disposal.

It quickly created two websites to provide employees with essential information. One provided resources for employees on staying safe, the employee assistance program, Families First Act information, articles and videos. The other offered tools and guidance for employees and managers alike, including posters, articles, videos, teleworking information, stand-up talks, FAQs and cleaning and supplies guidelines.

The data shows that USPS delivered. The content on USPS’ brand posts were among the top mail-related posts on social media during the pandemic. Top organic posts reached 230-431,000, with engagement as high as 49,500 for a single post. COVID content reached 3.7 million on Facebook and 5.5 million on Twitter.

"Unlike call centers that transfer complex issues, USPS’ Social Customer Response handles concerns from cradle to grave. At the start of the pandemic, the team saw a 250% increase of concerns and noted specific “customer service hotspots” and that the types of concerns varied by location. The team sought to map out concerns to the zip code level, provide real-time data and protect customer privacy by building its own functionality and displaying it in an interactive heatmap so employees can recognize the areas in which they work. The team selected local leaders to give a short presentation featuring the data of that specific location and tie it to a larger conversation about social media and its role in accountability. Locations that shared information saw a 54% decrease in customer concerns on social media."
