Had a great white boarding session with Blaze Pizza, LLC CTO Chris Demery and Monstarlab. Some key takeaways: Reduce Ordering Friction. The idea of reducing friction is not new, but it’s a good idea to periodically revisit your ordering experience with a fresh perspective. Is logging in fast? Is your loyalty program integrated? Are your checkout and payment flows seamless? Set Expectations. To quote Chris: “It’s important to be fast, but it’s more important to be predictable.” Customers want their quoted wait times to be accurate above all else. Restaurant customers have shown time and time again that they’re willing to wait as long as you set their expectations correctly up front. Track Every Transition. You can only be predictable in your restaurant ops if you’re tracking everything that happens: how long do customers wait at the door? How long is it between when orders are placed and when the kitchen starts working on them? How long is each order and item in progress at each station? How long does it take to bag off-premise orders? Knowing this information is key to identifying bottlenecks and improving the processes that will allow greater efficiency and throughput. Measure The Last Mile. Once you hand off to the delivery driver it’s no longer your responsibility right? Wrong. If you’re white labeling a third-party delivery service customers will associate the delivery experience with your brand. It’s important to measure exactly what’s happening after orders leave your kitchen en route to the customer so you can identify potential problems and work with the delivery providers to improve the service. Make Recovery Easy. On-premise guest recovery is so much easier than off-premise recovery, which is why it’s important to focus on ways to make off-premise recovery better. Giving customers a fast and easy way to report problems and arming your restaurants with the tools they need to actually solve customer problems will go a long way in boosting customer retention in the long run. What we've learned over the past few years from delivery platforms: Restaurants thought they would offer digital convenience to their customers, but ultimately lost their customers without any reward. 1. Delivery platforms offer discounts or suggest restaurants: Essentially, they shift the customer's preference. 2. Integration of dark kitchens: Delivery platforms have integrated dark kitchens, leading customers of traditional restaurants to gravitate towards virtual businesses with multiple menus. This presents a serious competition issue. 3. Lack of respect for partners: The absence of a unified pricing model results in some restaurants facing excessively high commission rates, forcing them to leave the platform. 4. Unclear rating system: Restaurants are rated at the time of delivery, but it's not clear if the rating pertains to the quality of the food, delivery times, the courier's politeness, or the overall delivery experience. 5. Lack of choice in delivery method: Restaurants were never asked if they wanted to use third-party companies for delivery, which may not align with their philosophy and could damage their brand image. These are some of the lessons we've learned from working with delivery platforms over the past few years. It's crucial to carefully examine our partnerships and ensure that we protect the quality and integrity of our brand.

In the late 2000s, Domino's Pizza found themselves in a major crisis, threatening to destroy the entire company. Sales were plummeting, customers were fed up with the flavorless, cardboard-like pizza, and the slow delivery service. Things needed to change, and FAST. The once-beloved pizza giant was now a giant laughingstock, “you either die a hero or live long enough to become the villain. But Domino's refused to go down without a fight. In a gutsy move, they launched the "Pizza Turnaround" campaign in 2009. They admitted that they weren’t delivering (ha) their best product and begged their customers for a second chance. Behind closed doors, Domino's chefs worked tirelessly to create a new recipe. They created a mouthwatering pizza with a revamped crust, zesty sauce, and quality cheese that won over the hearts of pizza lovers all across town. With their new pizza perfected, Domino's focused on their next big issue: delivery service. They implemented their own mobile app and online ordering with tracking. Coupled with lightning-fast logistics, Domino's was determined to redefine convenience and customer satisfaction. Customers rejoiced, sales soared, and Domino's became a symbol of redemption for the fast-food world. Today, Domino's is a $14B company and a great example of resilience through innovation. The Takeaway: To survive, businesses of all sizes must prioritize their customers above all else. Being customer-centric ensures longevity when executed effectively, and it enables companies to navigate the inevitable challenges successfully.
